It shows how healthy your queue is and how much patience customers have. When people hang up before anyone picks up, your wait times have gone past what they’re willing to tolerate. The fallout is predictable: repeat contacts, frustrated customers, and lost revenue.

How to calculate abandonment rate

The formula is simple: (contacts abandoned ÷ total contacts offered) × 100.

Most teams leave out very short abandons, usually anything under 5 to 10 seconds. Those are typically misdials or people who found a self-service answer right away, not people who gave up on a queue. What’s left is the adjusted abandonment rate, which is a better read on customers who left because of the service they got.

Benchmarks vary by industry and channel. On voice, a rate above 5 to 8% usually points to a service level problem worth investigating. Digital channels work differently, because customers will wait a different length of time for chat than for voice or email. Therefore, read the number in the context of its channel.

Abandonment rate and service level

The two move in opposite directions. When service level slips and waits get longer, more people abandon. You can model this with the Erlang C formula, which predicts how a change in staffing, volume, or handle time will affect both metrics at once. Workforce management systems rely on it to set staffing targets that hit service level and abandonment goals together.

Abandoned contacts also don’t go away. Most of those customers try again, on the same channel or a different one. Each abandon creates future volume, which makes the queue longer, which causes more abandons.

Reducing abandonment rate with technology

Queue callback (also called virtual queuing) is the most effective technology fix. Customers can ask for a call back instead of holding, so the main cause of abandonment, a long wait, stops mattering. They get on with their day and you still reach them. Niyuk.ai’s AI can also schedule callbacks intelligently, offering windows that match when each customer prefers to be contacted, which cuts down on no-shows.

Proactive engagement helps too. Niyuk.ai can spot contacts likely to abandon based on how long they’ve been waiting, then offer an alternative at the right moment: a self-service option, a callback, or a chatbot. That keeps the customer from leaving in the first place.

What is abandonment rate in a contact center?
